Internal helpdesk and ticketing: IT, HR, admin and facilities requests in one place

Set up an internal helpdesk for IT, HR, admin and facilities: ticket categories, triage, SLAs, queues, knowledge articles and the metrics that show service quality.

In growing companies, employee requests arrive everywhere: chat messages to IT, emails to HR, calls to admin, paper forms to facilities. Requests get lost, nobody knows the status, and the same questions are answered again and again. An internal helpdesk gives every request a ticket, an owner and a next step, so support teams can prioritize and management can see where service breaks down.

What an internal helpdesk handles

TeamTypical tickets
ITPassword resets, device issues, access requests, software installs
HRCertificates of employment, payslip questions, leave balance issues, benefits
AdminSupplies, ID replacement, meeting rooms, documents
FacilitiesAircon, lighting, plumbing, cleaning, repairs (preventive maintenance)
FinanceReimbursement status, cash advance questions

Customer-facing support can use a separate public request channel with the same principles.

The ticket lifecycle

  1. Submission: employee submits a request through a portal, email or kiosk, choosing a category.
  2. Triage: the request is checked, categorized, prioritized and assigned to a queue.
  3. Assignment: a team member takes ownership.
  4. Work and communication: updates recorded; employee notified of progress.
  5. Resolution: solution recorded; employee confirms or the ticket auto-closes after a period.
  6. Review: trends and recurring issues analyzed.

Categories and priority

Keep categories few and meaningful, so reports are useful. Define priority by impact (one person, a team, the whole branch) and urgency (can wait, needed today, operations stopped).

PriorityExampleTarget responseTarget resolution
CriticalPOS terminals down in a branch15 minutes4 hours
HighManager cannot approve payroll before cutoff1 hourSame day
MediumLaptop slow4 hours2 working days
LowRequest for a new monitor1 working dayPer process

Targets are examples; set your own service level agreements (SLAs).

Reducing ticket volume

  • Self-service: let employees see payslips, balances and assigned assets themselves (employee self-service)
  • Knowledge articles for frequent questions
  • Root cause fixes for recurring issues, such as replacing unreliable devices
  • Clear request forms so tickets arrive complete

Helpdesk metrics

  • Tickets by category, branch and team
  • First response time and resolution time vs. SLA
  • Backlog and ticket age
  • Reopened tickets
  • Employee satisfaction after resolution

Review monthly. A rising volume in one category often points to a process or system problem worth fixing.

Linking to assets

When a ticket concerns a device or equipment, link it to the asset record. Over time, you see repair history per asset and model, which informs replacement decisions (IT asset management).

Categories that produce useful reports

TeamExample categories
ITAccess and passwords, hardware, software, network
HRCertificates and documents, payslip questions, leave and attendance, benefits
AdminSupplies, IDs and access cards, rooms and vehicles
FacilitiesAircon and electrical, plumbing, cleaning, repairs

Five to eight categories per team is usually enough. Review them every quarter and merge any that are rarely used.
